Empowering the Artisan Dental team in Kepala Batas, Penang with Madam Rose to strengthen patient communication, manage complaints professionally, and deliver consistent frontline service excellence.
9 – 10 December 2025
Program Overview
The Frontline Excellence: Effective Communication & Complaint Management programme was conducted on 21 September 2026 as an intensive 1-day in-house corporate training programme for AFH Ventures Sdn. Bhd. (Artisan Dental) at Hotel Seri Malaysia, Kepala Batas, Penang. Facilitated by Madam Rose, the programme focused on strengthening frontline communication, complaint management, emotional intelligence, and service excellence within a patient-facing healthcare environment.
Every interaction at the frontline can shape a patient’s overall experience and perception of a clinic. From managing appointments and enquiries to registrations, payments, waiting times, treatment-related concerns, and complaints, frontline personnel are often required to communicate professionally while responding to different expectations and emotions. The programme was therefore designed around practical communication techniques, emotional control strategies, and structured complaint-handling skills applicable to real clinic situations.
Through a combination of service excellence principles, active listening, empathy, complaint-handling frameworks, emotional intelligence, role-play scenarios, and practical discussions, participants explored how stronger frontline communication can support a more consistent and patient-centred service experience.

Programme Experience
Held at Hotel Seri Malaysia, Kepala Batas, Penang, the one-day in-house programme provided the Artisan Dental team with a practical learning environment centred around situations commonly encountered by clinic frontliners.
Madam Rose guided participants through five interconnected areas of frontline excellence beginning with the mindset behind quality service before progressing into communication, complaint management, difficult customer situations, and sustainable service practices.
The programme began with The Customer Service Mindset, where participants explored the meaning of customer service excellence, customer expectations, organisational reputation, customer loyalty, and the mindset shifts required to deliver a stronger service experience.
This foundation progressed into Communication Skills for Frontline Excellence, with particular attention given to empathy versus sympathy, active listening, rapport, and trust. Participants also explored how AI can support professional communication in relevant workplace situations.
A key component of the programme was Handling Complaints Professionally. Participants were introduced to the L.E.A.P. Model, Listen, Empathize, Apologize & Act, Provide Support alongside practical dos and don’ts when responding to customer complaints. The module also explored the use of AI as a supporting tool in complaint-handling situations.
The programme then addressed Managing Difficult Customers, helping participants understand different types of challenging customers and the role of Emotional Intelligence (EQ) in managing emotionally charged interactions. AI was also introduced as a coaching tool for practising difficult conversations.
The final component, Sustainable Service Excellence, extended the learning beyond individual customer interactions. Participants explored stress management and self-care, effective time management and prioritisation, as well as productivity and continuous improvement in customer service delivery.
The overall programme connected communication skills with the wider patient experience helping frontline personnel understand that effective service is not only about responding to a complaint, but also about how patients are listened to, supported, and communicated with throughout their interaction with the clinic.
